Passenger Experience and Market Segmentation in Airports: Evidence from Online Reviews

Abstract

This study examines passengers' perceptions of airport experiences using user-generated content and explores the potential for market segmentation by traveller type, airport experience, region, and culture. Data were gathered from 39,070 text reviews and ratings on the Skytrax platform. A mixed-methods approach was used, incorporating econometric modelling (multiple and logistic regression) to analyse traveller ratings and recommendations, alongside text mining (via Leximancer) to assess online reviews. To account for passenger heterogeneity, the models were estimated for distinct traveller groups. The text review analysis identified ten key dimensions of the airport experience: Airport Staff, Airline Services, Queuing Times, Airport Overall Experience, Terminal Signage, Airport Shopping, Terminal Cleanliness, Terminal Seating, Food & Beverages, and Wi-Fi Connectivity. The model estimates showed that Airport Staff and Queuing Times carried the greatest weight in overall ratings and recommendations. The weight of each attribute in the overall rating and in the recommendation varied across passenger segments. These findings contribute to the literature by clarifying how airport quality attributes influence passengers' recommendations and overall ratings, while highlighting heterogeneity across culturally diverse passenger segments.

    Ana Brochado is an economist and Professor of Management at ISCTE – Instituto Universitário de Lisboa (Lisbon University Institute) and a researcher at DINÂMIA’CET – Centre for Socioeconomic and Territorial Studies. She has also served as a visiting professor at several of ISCTE’s partner business schools, including Pforzheim University (Germany), Strasbourg Business School (France), Montpellier Business School (France), Kyungpook National University (South Korea), and the University of Electronic Science and Technology of China. She is President of the Direção Regional do Centro e Alentejo of the Portuguese Order of Economists. At ISCTE Business School, she served for five years as Vice-Dean for Administrative Affairs and Vice-Dean for Faculty and also coordinated the PhD Programme in Tourism Management. She has been a member of ISCTE’s General Council. Ana Brochado has coordinated and taught courses at bachelor’s, master’s, doctoral, and executive education levels, including econometrics, quantitative methods applied to competition and regulation, consumer behaviour, market research, and research methods. Before joining academia full-time, she worked for more than a decade as a Senior Economist at the Portuguese Competition Authority (AdC) and the Portuguese Securities Market Commission (CMVM). She has also served on the Strategic Board of COMPETE 2020 as an expert in policy evaluation methods and as an external expert for the European Commission. She holds a BSc in Economics, an MSc in Quantitative Methods, a PhD in Management, and Habilitation in Marketing. Her main research interests lie in economics and management. She has authored or co-authored more than 100 articles in international journals, contributed over 40 book chapters, and delivered more than 200 presentations at international conferences. Her research has received more than 4,000 citations. She was included in the Stanford/Elsevier Top 2% Scientists List in 2022, 2023, and 2024.
